One of the worst experiences I've had with a company
I am incredibly disappointed with how Sollunae handled this. The failure to fulfil my order was bad enough, but it was the repeated reassurances, contradictory information and failure to be transparent with customers until it was far too late that made this experience so unacceptable.
I ordered 10 solar eclipse glasses on Sunday night, paying almost £35 in total, including £9.95 for next-day delivery guaranteed by 1pm. These were obviously an extremely time-sensitive purchase.
When I became concerned about whether my order would arrive, I contacted Amy directly on Instagram. I was personally reassured that I would receive my glasses in time.
Sollunae then made a public announcement stating in capital letters:
“WE HAVE DISPATCHED ALL ORDERS.”
The same announcement stated that the final next-day deliveries would arrive by Wednesday at 1pm.
So I trusted what I had been told. I believed my order had been dispatched and was on its way.
It hadn't arrived by Wednesday at 1pm. In fact, it didn't arrive at all.
Then, only after customers had spent Wednesday desperately waiting for orders they had been explicitly told were already on their way, Sollunae acknowledged that they had received more orders than they were capable of fulfilling and “could not get to every order.”
They subsequently said refunds would be issued for orders that had not been dispatched.
I find that completely unacceptable.
You cannot tell customers ALL orders have been dispatched and then subsequently acknowledge that some orders had not been dispatched at all. Those two statements simply cannot both be true.
What frustrates me most is that we could have done something about it had we been given accurate information in time. If I had been told on Tuesday that my order hadn't been fulfilled, I could have tried to find eclipse glasses somewhere else. Instead, I had personally been reassured that mine would arrive and then saw the company's public announcement stating that every order had been dispatched. I therefore spent Wednesday waiting for a parcel I had every reason to believe was coming.
By the time customers were finally told that not every order had actually been sent, it was too late. The eclipse was happening that evening. This wasn't an ordinary product where a parcel arriving a few days late was a minor inconvenience. The entire purpose of the product disappeared once the event was over.
Sollunae has since stated that customers whose orders weren't dispatched will receive refunds. However, after everything that happened, I no longer have any trust in this company or its assurances. Thankfully, I contacted my bank and have already received my money back through a chargeback.
I completely appreciate that a small business can become overwhelmed by unprecedented demand. I would have had considerably more sympathy if customers had simply been told: “We've received more orders than we can fulfil and unfortunately yours may not be dispatched.” That would have been disappointing, but at least it would have been honest and given us an opportunity to make alternative arrangements.
Instead, I was personally reassured my glasses would arrive, customers were publicly told that all orders had been dispatched, and only when it was effectively too late were we told that this wasn't actually the case.
One of the worst experiences I have ever had with a company. I would not order from Sollunae again.
